Implementation notes
1) Treat chatbot knowledge and chatbot tools as different layers
A support bot that only answers questions can often launch with a strong knowledge layer and a narrow fallback path. A support bot that looks up orders, creates tickets, or triggers downstream systems needs a separate tool-access plan with permissions, logging, and ownership.
2) Write escalation rules before you write brand tone
Tone matters, but escalation logic matters more. Decide early what happens when the bot sees a policy exception, low-confidence answer, fraud signal, identity problem, or emotional customer. That decision will shape trust more than polished wording.
3) Use real tickets to test version one
Build a small evaluation set from real support conversations. Include straightforward FAQs, borderline cases, and known failure modes. If the chatbot only looks strong on ideal prompts, the brief is still incomplete.
4) Phase actions in gradually
